How Conversational AI Is Accelerating Claims Status Resolution in Insurance

The Story

A mid-sized US property and casualty insurer wanted policyholders to get clear, current answers about their claims without waiting for an adjuster to call back. "Where is my claim?" was the most common reason customers contacted the company after filing, and each inquiry pulled adjusters and service staff away from moving claims forward.

InnovationM helped address this challenge through conversational AI development services. As a software development company with AI engineering depth, InnovationM built a claims status assistant across web chat, SMS, and the customer contact line. It reads live claim data, explains the next step in plain language, and routes exceptions to the assigned adjuster.

The Challenge

Claim status questions arrived through phone, email, and the customer portal. Most were answered manually by service representatives who had to look up the claim and often message the adjuster before replying.

The existing approach made it difficult to:

  • Give policyholders a status update the moment they asked for one.
  • Explain claim stages, outstanding documents, and payment timing consistently.
  • Keep adjusters focused on investigation and settlement rather than repeat updates.
  • Reach customers proactively when a claim was waiting on them.
  • Keep every update compliant with state communication rules.
  • Track which claim stages generated the most confusion and follow-up contact.

From a technical perspective, claim records, notes, document checklists, and payment events lived in the insurer's core claims platform, while policyholder identity sat in a separate customer system. Status codes were written for internal use, not for customers. Any conversational AI had to authenticate the claimant, respect state communication rules, and never imply a coverage decision that only a licensed adjuster can make.

The Solution

InnovationM developed a conversational layer between policyholders and the claims system. The assistant authenticates the caller or chat user, retrieves the latest claim data, translates internal status into a plain explanation, and tells the policyholder exactly what happens next. The solution included:

  • Claims system integration: Reading claim stage, outstanding items, assigned adjuster, and payment events through read-only APIs at the moment of each conversation.
  • Status translation layer: Mapping internal status codes and notes to approved, customer-friendly explanations, generated by an LLM within fixed templates through generative AI development and reviewed by the claims team.
  • Policyholder authentication: Verifying claim number, policy details, and one-time codes before any claim information is shared.
  • In-conversation document requests: Listing missing documents and letting policyholders upload photos, estimates, or receipts through chat or an SMS link.
  • Proactive notifications: Sending SMS updates when a claim changes stage or is waiting on the customer, with two-way replies handled by the same assistant.
  • Adjuster escalation: Routing disputes, coverage questions, and complaints to the assigned adjuster with a conversation summary logged on the claim file.
  • Compliance guardrails: Applying topic limits that stop the assistant from discussing coverage, liability, or settlement amounts, plus full conversation logging for audit.

The key focus was not simply building an AI chatbot to deflect status calls, but creating a reliable answer and a clear next step for policyholders at every stage of the claim.

The Impact

The implementation helped the insurer move from status questions waiting in a queue toward self-service answers available at any hour. Adjusters regained time for the work that settles claims. The solution supported:

  • Fewer inbound status calls and emails to service staff.
  • Faster collection of missing claim documents.
  • Consistent, compliant explanations of claim stages across every channel.
  • Proactive updates that reduced follow-up contact.
  • Visibility into which stages create the most customer uncertainty.
  • A foundation for broader conversational AI across the claims journey.

By bringing together claims system data, governed LLM responses, AI integration, and multi-channel messaging, InnovationM showed how conversational AI development services can make the most stressful part of the insurance relationship more transparent and predictable.

The challenge was not simply answering the "where is my claim?" question. It was turning internal claim data into an explanation a policyholder can trust. By combining live claims data, governed LLM responses, and clear adjuster escalation, our team built an assistant that never steps into decisions that belong to an adjuster.
